Although customer satisfaction surveys are widely utilized by transit agencies, there are limited analyses in the literature on the perception of passengers as a result of service improvements. A before-after study can help to evaluate the effect of changes from customer’s points of view and thus guarantee a continuous improvement in the service. In this paper, customer satisfaction was directly observed through a Customer Satisfaction Survey (CSS) before and after certain changes. Furthermore, Structural Equation Modeling (SEM) is utilized to evaluate passenger’s perception of the service attribute importance. Finally, an Importance-Performance Analysis (IPA) is adapted to analyze the changes in satisfaction and importance from the passenger’s perspective on each service attribute. In both before and after cases, a consistent SEM structure is used. The follow-up IPA provides transit agencies with priorities to improve service attributes and helps managers to devote their resources to key attributes that matter to the riders. Metro line 3 in Tehran was selected as the case study which is 33.7 km long with 25 stations. Two surveys were performed one before (with the sample size of 300), and one after (with the sample size of 384) a set of changes the most important of which was a headway reduction. The SEM was developed with five latent variables of main service, comfort, information, protection, and physical appearance. This structure was assessed on both the before and after data collections and showed to be valid. Security at the station and security on board were the most important service attributes in both waves according to their factor loadings, while ethics and behavioral messages had the smallest factor loading and the least importance. Comparing the attributes in both surveys suggested that reducing the headway was effective, although it did not seem to be sufficient for enhancing the overall customer satisfaction and improvements need to be continued.

The present study aimed to assess passenger satisfaction with bus transit services based on passengers’ socio-demographic characteristics, given the service quality. An ordinal logistic regression analysis was conducted to relate passengers’ sociodemographic characteristics to their satisfaction with public bus services. The sociodemographic characteristics studied were age, gender, marital status, occupation, income, housing type, family size, and motor vehicle ownership. Data were collected by administering an onboard survey to public bus passengers. In total, 580 completed a questionnaire asking about their socio-demographic characteristics and their satisfaction with bus transit services. The study reveals that significant differences exist in the levels of passengers’ satisfaction depending on their socio-demographic characteristics. Greater satisfaction was significantly associated with being married, unemployed, and young. The delivery of public bus services needs to consider different segments of passengers.

Niniejszy artykuł porusza tematykę jakości w komunikacji miejskiej. Celem artykułu jest przedstawienie wyników przeprowadzonych przez autorkę badań, których analiza może pozwolić na poprawę jakości usług świadczonych przez jednego z organizatorów transportu publicznego. Artykuł zawiera prezentację wyników internetowych badań ankietowych przeprowadzonych w okresie grudzień 2016 – luty 2017 wśród pasażerów Przedsiębiorstwa Komunikacji Miejskiej Sp. z o.o. w Jaworznie, które to adania miały na celu poznanie stopnia zadowolenia pasażerów z transportu organizowanego przez PKM Jaworzno i w szerszej perspektywie pogłębienie wiedzy teoretycznej na temat znaczenia jakości usług komunikacji miejskiej dla pasażerów. W badaniach wzięło udział 351 osób. Pasażerowie ocenili jakość transportu organizowanego przez PKM Jaworzno jako dobrą (średnia ocen: 4,09 w skali od 1 do 5), niemniej analiza niniejszego podsumowania pozwoli na poznanie ocen pasażerów poszczególnych kwestii, mających wpływ na zadowolenie i pozwoli na wysunięcie propozycji działań mających na celu udoskonalenie transportu organizowanego przez PKM Jaworzno.

This article presents topic of quality in public transport. Article goal is presentation results of research made by this article’s author. Research analysis can let to improvement the quality of services provided by one of the transport organizer. Article presents online research results made in December 2016 – February 2017 among the passengers of Przedsiębiorstwo Komunikacji Miejskiej Sp. z o.o. in Jaworzno. Research goal was knowing the passengers’ grade of satisfaction of transport organized by PKM Jaworzno and deepen theoretical knowledge on the importance of quality in public transport for passengers in a broader perspective. There took part 351 people in research. Passengers judged the quality of transport organized by PKM Jaworzno as good (average rating: 4,09 on scale from 1 to 5). The analysis of this research summary will let to knowing passengers rating for the individual issues those have an influence on the satisfaction and let to suggest the actions those goal will be improvement the transport organized by PKM Jaworzno.
