Purpose: Research institutes in Poland, when focusing on scientific and research activities, do not always find time and are not always keen on preparing and using modern marketing tools. Meanwhile, these tools in the conditions of strong competition could significantly improve their relations with customers and the strength of market influence. Given the above circumstances, the purpose of this article is to present the design, implementation and results of a customer satisfaction survey at one of the Polish research institutes. Design/methodology/approach: As part of the design and implementation of the customer satisfaction survey, the Net Promoter Score method and marketing automation instruments were used to assess the quality of customer relations and the level of customer loyalty to the studied institute (case study). Findings: The surveyed customers were mostly satisfied with the services and relationships with the described research institute. The areas requiring improvement were the pricing policy and the way the offer was presented. Research limitations/implications: Limitations resulting from research are typical for case studies and relate to the inability to generalize the results. Nevertheless, the obtained conclusions may constitute the basis for improving analytical marketing tools in other research units. Originality/value: The cognitive value of the article includes the design and implementation of a customer satisfaction survey at a research institute, and personalized practical conclusions about the level of customer satisfaction and loyalty of the studied institute.

Introduction/background: The objective of the article is to present possibilities of using queue theory at the City Hall to improve the service process. In recent years, the demand for highquality customer service in an industrial city has increased, as it causes the applicant, and in the case of urban logistics – a resident, to become tied to their place of residence. This results in an increase in the number of residents, and thus leads to the development of the city and an increase in its resources (also financial). Aim of the paper: The objective of the article is to present possibilities in City Hall offices of using queue theory to improve the service process. Materials and methods: The article shows the application of mathematical methods in customer service in logistics. Results and conclusions: Queuing systems have particular use in administration. Proper organisation of the work of an office or department enables fast and efficient service and customer satisfaction. The analysis of customer mass service systems is carried out in order to determine the optimal number of stations and to determine the general rules prevailing in the queue. When analysing the City Hall as a customer service system, it can be noticed that the usage of queuing theory to evaluate the system performance allows assessing the ability of the entity’s logistics system to meet customer needs in terms of time, reliability and quality in accordance with the level of customer service.

Artykuł prezentuje metodologię konstruowania macierzy satysfakcja-lojalność i oczekiwania-satysfakcja, możliwości wnioskowania z ich pomocą, ich zastosowanie w badaniach satysfakcji klienta i wynikające z tego korzyści. Opracowanie przedstawia zasady tworzenia macierzy, ilustruje ich użycie, pokazuje zaproponowane przez autorów wskaźniki parametryzujące macierz oraz wnioski, jakie można wysnuć na podstawie analizy macierzy. W podsumowaniu wskazuje na zalety i wady związane z wykorzystaniem prezentowanych metod.

The article presents the methodology of constructing the satisfaction-loyalty and expectation-satisfaction matrices and their application in customer satisfaction surveys. It presents the principles of matrix creation, illustrates their use, shows the indicators proposed by the authors, parameterizing the matrix. The paper shows what conclusions can be derived from the matrix analysis and summarizes the advantages and disadvantages of using the presented methods.

Purpose: In this article the application of a part of Servqual method in the selected enterprise was presented. Based on the results obtained key areas to service improvement in the organization were shown. Design/methodology/approach: The Servqual method is one of methods used to improve the consumer satisfaction in the area of service. The Servqual makes possible the study of difference between the expected and perceived quality. Findings: In this paper, characteristics of a company specializing in the design and construction of industrial furnaces and furnaces for the metalworking industry was presented. Then elaborated a questionnaire to study satisfaction of company clients based on the Servqual method. Finally the analysis of results from the study was carried out. Research limitations/implications: According to the Servqual method five groups of customers’ requirements were chosen. The values of expected and perceived quality were selected. The solutions to service improvement in the selected organization were proposed. Originality/value: The mission of every company is a continuous improvement, also in the service area. The Servqual is a useful and quite simple tool to improve the organization active in this area.

Analiza IPA (Importance-Performance Analysis) to proste narzędzie, stosowane po to, aby lepiej zrozumieć zadowolenie klientów i wskazać obszary, które wymagają priorytetowego potraktowania tzn. muszą zostać poprawione natychmiast. W artykule zestawiono ze sobą kilka podejść analizy IPA, zastosowano różne sposoby oceny ważności oraz pokazano trzy kryteria podziału macierzy na pola decyzyjne. Porównanie to może być użyteczne w przyszłych badaniach w celu doboru właściwego podejścia.

IPA analysis (Importance-Performance Analysis) is a simple tool used for better understanding customer satisfaction and identify areas, that require priority treatment, that must be corrected immediately. The paper summarizes some IPA approaches, uses various ways to evaluate the importance and shows three criteria for dividing the IPA matrix to decision-making fields. This comparison may be useful in future studies to choose an adequate approach.

Artykuł poświęcony został problematyce wiarygodności badań satysfakcji klientów realizowanych w ramach funkcjonowania systemu zarządzania jakością opartego na normie ISO 9001:2008. Celem artykułu jest przedstawienie wyników krytycznej analizy praktyk w zakresie badań satysfakcji klientów realizowanych w jednym z przykładowych dużych przedsiębiorstw przemysłowych mającym siedzibę na terytorium Polski i obsługującym rynek europejski. Wybrane przedsiębiorstwo realizuje usługi dla klientów biznesowych. W artykule zawarto wyniki badań obrazujące praktyki i ich wyniki w zakresie badania satysfakcji klientów przez wybrane przedsiębiorstwo w latach 2006-2013. Krytyczna analiza praktyk stosowanych w danym przedsiębiorstwie pozwoliła zidentyfikować uwarunkowania jakości badań satysfakcji klienta.

Article was devoted to issues of credibility customer satisfaction survey. Customer satisfaction survey is one of the requirements of ISO 9001:2008. The purpose of this article is to present the results of a critical analysis of practices in customer satisfaction surveys carried out in one of the examples of large industrial companies established in the territory of the Polish and European market supports. Selected company provides services for business customers. The article contains the results of studies illustrating practices in customer satisfaction survey by the selected company in the years 2006-2013. Critical analysis of practices in the enterprise helped to identify the determinants of the quality of customer satisfaction research.
